Agents were spending a meaningful chunk of every call not talking to the customer, but switching between the CRM, the ticketing system, and a couple of internal lookup tools just to piece together who they were talking to and why. New agents in particular struggled — the tools didn’t disagree with each other so much as never really talk to each other.
We built an integration layer that pulls the relevant customer and case data into a single agent-facing view at the start of a call, instead of asking agents to hunt for it across systems. Repetitive lookups — account status, order history, prior tickets — are retrieved automatically rather than typed into a search box by hand, and the underlying systems stay exactly where they were; agents just stopped needing five open tabs to do their job.
The rollout happened gradually, team by team, so agents could adjust to the new workflow without a disruptive all-at-once cutover.
